Air Canada Has to Honor a Refund Policy Its Chatbot Made Up
Jake Moffatt, a passenger, was misled by the airline's chatbot regarding Air Canada's bereavement travel policy. After his grandmother's death, Moffatt booked a flight from Vancouver to Toronto and was incorrectly informed by the chatbot that he could request a refund within 90 days. However, Air Canada's actual policy did not allow for such refunds after booking.
Despite Moffatt's efforts and evidence from the chatbot conversation, Air Canada initially refused a refund, offering only a $200 coupon and arguing that the chatbot was a separate legal entity. Moffatt filed a small claims complaint, leading to a tribunal ruling in his favor. Tribunal member Christopher Rivers criticized Air Canada's defense and ordered the airline to refund Moffatt $650.88 CAD off the original fare of $1,640.36 CAD, plus additional damages.
The article also touches on Air Canada's broader AI strategy. The chatbot was part of an AI experiment aimed at automating customer service tasks. Air Canada's CIO, Mel Crocker, had expressed the airline's commitment to using AI for improving customer experience and reducing costs. However, the Moffatt case highlighted the potential pitfalls of relying on AI without adequate safeguards. The chatbot has since been disabled on Air Canada's website.

Make sure to set parameters, test and verify and keep a human in the loop with building AI chatbots. Even ChatGPT states that the information provided is on average 15-20% inaccurate.
